Do you offer a guaranteed response-time SLA?

No, and it is on purpose. Response-time guarantees create more arguments than they settle. A customer reads "four-hour response" as "fixed in four hours," and once that conversation has gone bad, explaining the difference between responding and resolving does not bring it back. We would rather be measured on what actually happens: the desk is staffed 24/7/365, most tickets get a first response inside the hour, and one technician owns your issue through resolution instead of passing it around. If a specific service level matters to your business, it belongs in your Service Schedule or Service Order, where it can be written precisely - not in a marketing headline.

Will I have to explain the problem three times before someone fixes it?
